When the feedback is bad
Reply to a one or two star response so the customer feels heard
Ask every customer for feedback and some of it will sting. That feedback is the most useful thing in your inbox. Pick the situation, fill in the details, and send a private reply that owns the problem without arguing.
- Replies for a service failure, a poor fit or a vague complaint
- A follow-up once you have fixed it, and a close-out note
- No requests to change or remove a rating

Write your reply
Choose what went wrong, fill in what you know, and copy the replies into your email. Send the first one the same working day if you can.
- First reply
Own it in the first line. No excuses, no "but".
Subject: You are right about [the delay on your order]
Hi [customer name], Thank you for telling us honestly. You are right about [the delay on your order], and I am sorry. It is not the experience we want anyone to have. Here is what I am doing now: [refunding the shipping and calling the courier]. I will confirm by email once it is done. If there is anything else we got wrong, reply here and it comes straight to me. [your name]
- Once it is fixed
Subject: Done: [refunding the shipping and calling the courier]
Hi [customer name], A quick update: [refunding the shipping and calling the courier] is done. Thank you again for flagging [the delay on your order]. We have changed how we handle it so it does not happen to the next person. [your name]

The problem, solved
How a one-star response turns into a lost customer, and how StoryProof catches it
- Problem 1
We saw the one-star a week late
Responses to a testimonial request land in a tool nobody checks daily. By the time someone opens it, the customer has decided you did not care.
How StoryProof solves it
From Pro, any response of 2 stars or fewer triggers an urgent alert to your team, so it reaches a person the day it arrives.
- Problem 2
Nobody answers until the next morning
An unhappy customer who hears nothing overnight starts drafting the public version of their complaint.
How StoryProof solves it
The same automation can send the customer a personal apology email right away, which covers the gap until your owner writes the real reply.
- Problem 3
Afraid the bad rating ends up on our site
Teams that switch on automatic publishing worry the angry response will appear in a widget before anyone has read it.
How StoryProof solves it
Automatic approval only ever covers 4 and 5 star testimonials with text. A low rating always stays in your queue, unpublished, until a person decides.
- Problem 4
Each complaint gets fixed, then forgotten
Three customers mention the same late courier in a month, but because three different people replied, nobody notices the pattern.
How StoryProof solves it
Tags are on every plan, so each low rating can carry its cause and the repeat offenders become visible when you filter by them.
Prompts
What to say, and what never to say
The words that defuse a complaint are usually short. The ones that inflame it are usually defensive.
In the first line
- Thank you for telling us.
- You are right about this.
- I am sorry, that should not have happened.
Leave out
- "Unfortunately our policy is..."
- "As stated in our terms..."
When you explain
- Here is what I am doing now.
- I will confirm once it is done.
Leave out
- Blaming a colleague, a courier or the customer
When you close
- Reply here and it comes straight to me.
- Thank you for taking the time.
Leave out
- Asking them to change or remove their rating
- Offering anything in return for a better review
In StoryProof
Make sure low ratings reach a person quickly
Step 1 of 4
Turn on the low-rating follow-up automation
From Pro, a review of 2 stars or fewer can alert your team straight away and send the customer a personal apology email.
Step 2 of 4
Reply personally the same day
The automatic apology buys you a few hours. Follow it with one of the templates above, sent from a real person.
Step 3 of 4
Keep it in your inbox, not on your website
Nothing goes public until you approve it, so a low-rated response stays private while you deal with it.
Step 4 of 4
Tag the cause
A tag such as "issue-delivery" or "issue-onboarding" turns individual complaints into a pattern your team can act on.
Before you start
Where this stops
These replies are private
They are for feedback that came to you. A public review on Google or another site needs a public reply written for strangers, not for the customer alone.
Do not filter who you ask
Asking only customers you expect to be happy is review gating, which review platforms do not allow.
Alerts need Pro
On lower plans, check new responses yourself each day so a low rating does not sit unanswered.
A template is a starting point
Read the customer’s words twice and change anything that does not fit what they said. A reply that is obviously copied makes a complaint worse than silence.
FAQ
Questions people ask
Short answers to what usually comes up next.
Should I ask the customer to update their rating once I fix the problem?
No. Fix the problem and say so. Asking for a better rating, especially with anything in return, turns a good recovery into pressure.
Can I publish a low-rated testimonial?
You can, and a fair mix of feedback can make your page more credible. Ask the customer first if it describes a personal situation.
How fast should I reply?
The same working day where possible. The longer a complaint waits, the more the customer assumes nobody read it.
What if the customer is abusive or simply wrong?
Stay polite, correct a factual error once and calmly, and do not argue past that. If a message is abusive, it is fine to say you will only continue the conversation in a respectful tone.
Should I offer a refund or discount in the reply?
Offer one when it fixes what went wrong, such as refunding a late delivery charge. Do not use it to soften a complaint you have not dealt with, and never tie it to their rating.

Hear about bad feedback while it is still fixable
